A digital concierge is most useful when it follows the guest through the whole stay, not just the arrival day. Before booking it answers questions that decide whether the guest books at all; before arrival it removes uncertainty; during the stay it answers quickly and passes problems to the team; after check-out it handles the small loose ends. Each step has its own questions and its own best channel.

Before booking: answer the question that decides the booking

Guests on every platform can message before they book, and many do when one detail is unclear: is there a lift, is the room suitable for a family of four, can they bring a dog, how far is the beach on foot. These are short questions, but the answer often decides whether they book with you or with the property next door.

At this step, speed and precision matter more than warmth. A good AI concierge answers the exact question, in the guest's language, from what you have written about the property:

  • “Is the family room big enough for two adults and two children?” “Yes. The family room at Casa Verde has a double bed and two single beds, and we can add a cot if you need one.”
  • “Do you have availability for the first weekend in May?” Checked against the calendar, with the room types that are free.

Direct enquiries tend to arrive by phone, WhatsApp or website chat; platform enquiries arrive inside Booking.com, Airbnb or Expedia. The guest does not care which; they expect an answer in the same place they asked.

Before arrival: remove every uncertainty

Between booking and arrival, the guest is planning. What they want is practical: how to get there, where to park, what happens if they arrive late, whether breakfast is included in their rate. A short, well-timed message a few days before arrival answers most of this before it is asked. Airbnb hosts can use scheduled messages for it, and Booking.com lets properties send messages and templates through the extranet.

A useful pre-arrival message covers four things: arrival time and how keys or check-in work, directions and parking, one line about breakfast, and an invitation to ask anything. Whatever the guest replies, the digital concierge can answer, reading their booking so that “is breakfast included?” gets a yes or no, not a paragraph about rates.

During the stay: fast answers, quick handovers

Once the guest is in the building, the questions become immediate. The Wi-Fi password, a late check-out, a restaurant for tonight, an extra pillow, a radiator that clicks. Some of these the concierge virtual assistant can answer on the spot; others need someone to walk up the stairs.

  • Answer directly: Wi-Fi, breakfast hours, directions, local tips from your own list, house rules.
  • Answer and pass on: late check-out, extra towels, a taxi for the morning. The guest gets a reply, the team gets a clear task.
  • Hand over at once: anything broken, any complaint, anything about money. A holding message for the guest, a summary for the team.

During the stay, most guests prefer WhatsApp or a quick phone call to an app they have to download. The phone matters more than many expect, especially at night, when a guest outside a locked door wants a voice, not a form.

A good concierge is measured by the moment the guest needs them, not by the brochure.

After check-out: the loose ends

The stay is over, but the messages are not. A forgotten charger, a request for an invoice, a question about returning next summer, and a review. Each deserves an answer, and each is easy to forget once the room has been cleaned.

  • Lost property: the concierge thanks the guest and passes it to the team, who check and arrange the return.
  • Invoices: the concierge collects the company details; the team issues the invoice.
  • A return visit: availability and room types can be answered straight away, which is the start of a direct booking.
  • Reviews: a short, specific reply in the reviewer's language, approved by you before it is published.

One inbox for every step

The difficulty for a small property is not any single step; it is that the steps happen on different channels. A pre-booking question on Booking.com, a pre-arrival reply on WhatsApp, a call from the car park, a review on Airbnb. If each lives in a separate app, something gets missed.
